Delivering Quality Service To Health Plans Without The Babysitting

Maintaining a high level of customer service and solution quality is challenging in any industry.  And because our customers are in the highly-regulated market of healthcare and health insurance products, the services and outcomes we provide are under almost as much scrutiny as the plans we serve. And when you consider that many of our health plan clients are managing their own large teams of people and multiple vendors, it is increasingly important for vendors like us to deliver results quickly without a lot of babysitting.  So how can a client be assured they are going to get the quality results they expect without holding their vendor’s hand the entire way through the project?  Look for a vendor that has made attention to these several areas a priority:

  • Project management rigor
    Does the vendor have a project management organization (PMO)  that defines and maintains standards for project management within the organization?  Even the most straight-forward implementations have many moving parts: staff to coordinate, multiple data files to integrate, and processes to align.  The vendor’s PMO can manage these efforts with the goal of increasing efficiency, minimizing costs, and improving overall project delivery time and budget.
  • Quality management oversight
    Having a quality management team involved in the oversight of projects and project quality can drive consistency of and accountability for best practices and validity of the payment integrity work as a whole.  Quality oversight applies to multiple facets of payment integrity, including process rigor, call center outreach, letter generation, and data quality to drive the right level of analytics.   A model I recommend is having the quality management team led by General Counsel and/or a Chief Privacy Officer and reporting results to the executive team, board of directors, and clients.  This group should work closely with all departments to make sure quality delivery and client satisfaction are the foundation of every endeavor.
  • Client advocacy bench strength
    Making sure vendors have a client advocacy group in addition to a project manager or sales contact can help ensure projects run smoothly, on time, and that client concerns are addressed effectively with the client’s best interests at heart.  This single point of contact should manage all aspects of the client relationship, from implementation through execution and reporting. This includes tailoring projects to meet specific needs and acknowledges that each project and client for that vendor is unique and requires individual attention. Ideally, this team would be empowered to bring in the right subject matter experts to manage the client’s more complex  or individualized needs.
  • Employees: recruiting and benefits
    Bringing on new clients and implementing ongoing solutions for existing clients creates constant demand to grow vendor staff.  Making sure that your vendor has a system in place to properly manage and grow the recruiting team should be a priority as it can directly impact their ability to staff and execute client projects.  Knowing the vendor has senior-level recruiters in place to implement creative and effective solutions to balance client needs with staff will provide clients with better service and long-term flexibility to support project peaks and staff unique project needs.
  • Technology power for a strong foundation
    To service customers in a data-sensitive industry such as healthcare, security and HIPAA-compliance are critical. Attention to detail and procedure is crucial and the vendor’s technology should reflect an emphasis on security.  Vendor’s technology platforms should be able to provide the most secure results for customers while being able to quickly and cost-effectively scale and support client demands without compromising client expectations. HITRUST CSF is a risk- and compliance-based security framework widely adopted by the healthcare industry as the best practice framework of prescriptive and scalable security controls. I recommend asking your vendor if they are HITRUST certified, which will give you an added level of confidence in the vendor’s strength.

Thrilling clients with great results and outstanding service should always be a priority, but often vendors fall short when they don’t have the internal systems and process in place that make customer needs and outcomes a priority.  By focusing on critical client project priorities such as project management and quality, deep bench strength in client advocacy, careful recruiting practices, and technology foundation, vendors are able to grow and scale seamlessly with their clients and meet and exceed client expectations and outcomes.

Steve Forcash Brings Expertise in Payment Integrity and Analytics as new Vice President of Analytics

He also drove double-digit performance improvements to the post-payment audit and recovery organization through the development of analytic-driven claim valuation techniques. Previously, he held analytics leadership roles at MultiPlan, Inc. (formerly Viant), most recently as Vice President of Reporting and Analytics.

LaunchPoint announces Chief Operations Officer

Amy Mosser brings expertise in healthcare analytics and operational management

Current LaunchPoint President and COO Paul Vosters will remain in his position as President, continuing to lead product strategy, including new product market launches and strategic business development.

Concurrently, she served as Vice President, Licensing Development.  With P&L accountability for operations, business development, marketing, and sales, Amy and her team delivered exceptional revenue, profitability, and enterprise-wide business process improvements.

In addition, Mosser has held operating and executive leadership roles including CEO of FR&R (now part of Marcum LLP), a top-20 professional services firm providing accounting, consulting and tax services; COO of the American Board of Medical Specialties (ABMS), the information source for physician credentials and standards; and SVP and GM of Solucient (now part of Truven Health Analytics), a healthcare analytics firm.

LaunchPoint announces new board appointment: Terri Kline

Terri Kline brings expertise in health payer and health provider industries to LaunchPoint board of directors

ITASCA, IL (May 2, 2016) – LaunchPoint, a provider of cloud-based solutions, software, and services for healthcare organizations, today announced it has appointed Terri Kline to its Board of Directors.  Kline’s appointment brings significant health payer and provider expertise to round out LaunchPoint’s board of seasoned health-technology and finance executives.

Kline has spent nearly 35 years working in the health industry, two-thirds of them working with health plans.  Kline currently provides strategic healthcare consulting, due diligence, and interim management services to both development-stage and mature health organizations.  In addition, she is a Limited Partner and Member of the CEO Council at Council Capital.

Kline currently serves as a Director of Presbyterian Health Plan and an Advisor to NFANT and Medivo. Previously, she served as a Director and Chairman of the Board for Availity, Medecision and Innovista Health Solutions. Kline was also the Senior Vice President & Chief Health Care Management Officer of Health Care Service Corporation (HCSC), a Senior Vice President of HealthSouth, the CEO of CHA Health (a University of Kentucky Health System Health Plan), the CEO of United Healthcare of Georgia, and the Regional Vice President of Aetna Health Plans. Her experience also includes executive roles with OnCare, PARTNERS National Health Plans, and the Voluntary Hospitals of America.  She received a BA in Biology from Kalamazoo College and a MPH from the University of Michigan. Kline resides in Georgia, where she is an avid tennis player, hiker, and supporter of the National Park Service.

LaunchPoint’s Discovery Health Partners division announces key operations executive appointments to manage growing client base

Operations team expands to maintain superior client service and support amidst increasing demand for solutions and services

ITASCA, IL (March 16, 2016) – LaunchPoint, a provider of cloud-based solutions, software, and services for healthcare organizations, today announced it has filled three key operations executive roles to support its growing client base that includes 19 new clients in 2015. The executive additions will officially report under LaunchPoint’s Discovery Health Partners division.  They include Kathy Cortez, Vice President, Operations; Carol Pitts, Vice President, Client Advocacy for Strategic Accounts; and Linda Atencio, Vice President, Client Advocacy. Cortez, Pitts and Atencio join the Discovery Health Partners operations leadership team, which also includes Liz Longo, Vice President, Legal Services and Chief Legal Counsel, and Suzi Meschbach, Vice President, IT Services.

Cortez is responsible for day-to-day business operations surrounding client work and solutions delivery.  This includes running the Subrogation, COB, MSP Validation, and other solution teams. The client advocacy roles filled by Pitts and Atencio ensure that every client gets the attention and tailored service level it needs.  They identify needs and opportunities at existing customers, support the smooth implementation of solutions for new customers, and nurture relationships at strategic, cornerstone accounts for the organization.

Kathy Cortez, newly appointed Vice President, Operations, has more than 25 years of experience in healthcare and health insurance, with an additional seven years in property, casualty, and workers compensation, where she gained extensive working knowledge of process and performance improvement.  Prior to Discovery Health Partners, Cortez held the role of Vice President, Operations, at Symphonix Health Insurance, a Medicare Part D start-up, where she provided strategic leadership from concept to implementation with 250 percent year-over-year growth. Before joining Symphonix, Cortez held senior roles at well-known plans and healthcare organizations such as Fidelis SeniorCare, CNA, LifeWatch, Caremark and Baxter Healthcare, where she created and successfully executed strategic, financial, and operating plans.  Cortez holds a Bachelor of Science degree from the University of Illinois and an MBA from the Kellogg School of Management, Northwestern University.

Carol Pitts brings 25 years of healthcare and technology experience to the role of Vice President, Client Advocacy for Strategic Accounts.  In this role, Pitts will be responsible for leading the Strategic Client Advocacy team and supporting customers to achieve their savings goals through the solutions and services Discovery Health Partners offers. Pitts joined LaunchPoint’s Discovery Health Partners team from Fallon Community Health where she was the Vice President, Claims Administration, concentrating her efforts on delivering excellent performance, implementing streamlined processes, improving effectiveness, and delivering bottom-line savings through auditing and recovery services. Prior to Fallon, Pitts served in a number of director and manager roles at various health organizations in the Northeast. With degrees from Northeastern University and Eastern Nazarene College, Pitts also holds a Medical Assistant Certificate from L.A. Wilson Technology Center in New York.

Linda Atencio, Vice President, Client Advocacy, is responsible for maintaining and developing client relationships by handling client needs, discovering new opportunities, and coordinating with internal partners for successful outcomes.  Atencio brings more than 23 years of health plan and health insurance experience working for CIGNA, Lovelace, and Blue Cross/Blue Shield organizations.   As an Account Executive at Cigna Health Care, Atencio managed large employer groups with both ASO and fully insured funding. As the Regional Medicare Sales Manager at Lovelace Health Plan, she was successful in building strong sales and service teams, meeting and exceeding plan goals. Atencio brings to the team vast product knowledge, benefit administration, and process improvement abilities.
